Airlines now resolve nearly one in three customer conversations on Facebook entirely through AI, according to new benchmark data from Emplifi. The 31% AI resolution rate comes as the industry faces record passenger growth and responds to social media inquiries up to 21× faster than the average brand.
The findings, published in Emplifi's *The State of Airline Social Customer Care 2026*, show that AI is moving from pilot programs to operational scale. Airports Council International forecasts 10.2 billion passengers will travel in 2026, with global volumes projected to nearly double by 2045. As travel demand grows, airlines face increasing pressure to deliver fast, personalized support across digital touchpoints, especially on social media where travelers expect real-time assistance.
AI reaches operational scale
"Our research shows that the airlines that perform best during peak travel periods aren't simply automating more conversations," said Susan Ganeshan, Chief Marketing Officer at Emplifi. "They're using AI to transform how customer care teams operate, giving existing teams unprecedented scale. That means resolving routine inquiries instantly, equipping agents with richer customer context, and ensuring passengers receive fast, seamless support when it matters most."
The report found that AI now resolves up to 31% of Facebook direct-message conversations without human intervention. For customer support professionals, AI for Customer Support is delivering measurable results at scale, not just in controlled tests.
Instagram becomes the highest-volume channel
Instagram now handles more than three times as many direct message conversations as Facebook for airlines. As passenger volumes increase and service requests become more complex during peak periods, the strongest operations combine AI automation with human expertise on Social Media to maintain quality.
Customer expectations shift toward speed
According to Emplifi research, 51% of consumers say issue resolution matters more than whether the response comes from AI or a human. Customers increasingly value fast, effective solutions over the technology used to deliver them. This trend pushes support teams to rethink their workflows and prioritize speed without sacrificing accuracy.
Why this matters for customer support teams
The airline industry's results offer a clear benchmark: AI can handle routine inquiries at scale, freeing human agents for complex cases that require empathy and judgment. For support leaders, the priority is not just deploying AI, but integrating it with agent tools to provide full customer journey context. That combination leads to faster resolutions and more resilient operations, especially during peak demand. The data shows that the speed advantage-responding 21× faster than the average brand-is a direct result of thoughtful AI deployment, not just adding more agents.
