Genesys opened its platform to third-party AI agents and introduced a new governance layer called AI Control Plane at its Xperience user conference in Las Vegas this week. The move gives customer support teams centralized control over a growing workforce of AI agents - a capability that directly affects how contact centers will manage scaling, compliance, and performance across automated systems.
AI Control Plane and Contextual Intelligence
AI Control Plane is a governance layer that lets organizations manage what each AI agent is permitted to do and monitor whether agents behave as expected. It arrives alongside Contextual Intelligence, which preserves customer identity and interaction history to inform real-time decisions across the entire customer journey - not just within a single call.
"As AI proliferates in CX organizations, governing each agent that you roll out individually just becomes untenable. It becomes a scaling problem," said Ian Jacobs, analyst at Opus Research. "The problem is no longer building a great AI agent; it's creating the infrastructure that enterprises can use to know which agents exist, what they're allowed to do, whether they're behaving appropriately."
Navigator and Orchestrator: a different routing model
Genesys previewed two systems that will begin rolling out in November. Genesys Cloud Navigator is an AI-powered routing system that interprets customer intent at first contact and continuously reroutes the customer to the right resource - a workflow, an AI agent, or a human. Genesys Cloud Orchestrator then selects the specific tools required to resolve the case, using intent signals from Navigator.
This departs from traditional contact center routing, where pre-designed call flows push customers to a bot and then drop them into a queue when the bot fails. Jack Nichols, vice president of product management at Genesys, described it as building a dynamic plan based on intent data, context, customer history, and available resources. For teams managing AI for Customer Support, the shift means less time designing static workflows and more reliance on orchestration that adapts in real time.
Partnerships and the Pinkfish foundation
Genesys expanded integrations with Adobe, AWS, Deepgram, ElevenLabs, Meta, Salesforce, ServiceNow, and Sierra. These connections use Agent2Agent protocols to bring third-party agents and speech-to-text tools into the Genesys ecosystem, where they can work alongside agents built in the company's Agentic Virtual Agent (AVA) builder.
Much of the new infrastructure draws on technology from Pinkfish, a startup Genesys acquired earlier this year. Pinkfish had already created roughly 25,000 Model Context Protocol workflow and automation tools. Genesys also previewed tools for testing and validating AVAs - what it calls "virtual coworkers" - and Pinkfish technology is expected to speed development of agents that handle different business processes and connect to back-end applications and data systems.

The AI Control Plane addresses a problem that emerges the moment a support organization deploys more than a handful of AI agents: you cannot govern each one manually. For AI for Call Center Supervisors, a centralized governance layer means fewer blind spots when agents interact with customers across channels. The Navigator and Orchestrator combination also changes how supervisors think about resolution paths - moving from fixed call flows to intent-driven routing that can reduce hold times and handoffs between bots and humans.
