Most Enterprises Aren't Ready for Autonomous AI Support Agents
Enterprise support teams are moving toward autonomous AI agents that can act directly on customer issues, but most organizations lack the operational foundation to deploy them safely. The gap lies in process design and technical architecture, not in the AI itself.
Vishal Sharma, CTO at SearchUnify, describes a three-stage progression most support organizations follow: find, assist, and act. The first stage gives support teams centralized access to internal information. The second adds AI that drafts responses and identifies the right experts. The third-now gaining momentum-lets AI execute actions autonomously.
The problem: enterprises are attempting the third stage without fixing the first two.
Process Design Matters More Than AI Capability
AI amplifies existing systems. If your support processes are poorly designed, autonomous agents will make them worse, not better. Workflows built around human judgment don't translate directly to machine execution.
Sharma said: "If you've got crap in place, it is going to make it worse. If you've got a well-designed system for AI to take advantage of, it's going to amplify it and make it great."
This means redesigning ticket workflows, knowledge bases, and support consoles specifically for AI execution. Content must be restructured so agents can reliably retrieve and apply it. Support environments need to become API-driven to enable fast, multi-step execution.
Guardrails Are Non-Negotiable
When an agent is appropriate for a task, layered safeguards prevent costly errors. These include:
- Grounding answers with retrieval and citations so agents cite their sources
- Defining when the system should say "I don't know" instead of guessing
- Ensuring clear handoffs to human support when needed
- Checking for personally identifiable information (PII) exposure
- Applying semantic protections like toxicity controls
- Preventing users from getting stuck in loops
As multiple agents work together, clarity becomes critical. Each agent needs a well-defined job and outcome. Without it, the system becomes overly complex and unreliable.
Accountability shifts when support moves from AI copilots-which assist humans-to agents that act independently. Organizations need clear policies on what agents can do, when they escalate, and who is responsible if something goes wrong.
The industry conversation has moved ahead of actual readiness. Most enterprises should focus on fixing their processes and tooling before deploying autonomous agents. The technology works. The operations don't.
