Bluecrest deploys AI analytics across contact centre operations

Bluecrest replaced manual call sampling with AI analysis of every interaction, cutting after-call work from 3.5 to under 2.5 minutes and saving £250,000 annually. The shift also lifted call answer rates to 94% and boosted key product conversations from 10% to 70% of calls.

Bluecrest deploys AI analytics across contact centre operations

Bluecrest has replaced manual call sampling with full AI analysis of every customer interaction, deploying NiCE's CXone platform across its contact centre. The UK health intelligence company said the move cut after-call work from 3.5 minutes to under 2.5 minutes, saving £250,000 a year, and lifted its call answer rate to 94%.

The system now handles AI-driven transcription, interaction analytics, real-time guidance and automated summaries across Bluecrest's customer service operation. The deployment was supported by contact centre service provider SVL Business Solutions.

From sampling to full coverage

Bluecrest previously reviewed only a sample of calls. Managers lacked visibility into most interactions, which limited their ability to spot problems and coach staff consistently. The new setup analyses every conversation, giving managers a fuller picture of customer intent, behaviour and outcomes.

AI-generated summaries have reduced the manual documentation advisers complete after calls. Real-time guidance and journey summaries support staff during conversations. Bluecrest said this has reshaped the adviser role by removing repetitive tasks and freeing up time for customer interactions.

The company reported that analytics-led coaching helped increase key product conversations from 10% to 70% of calls, contributing to more than 2,200 additional subscriptions. Managers now use live dashboards to address issues as they arise, and full visibility across interactions has helped the business detect operational problems earlier.

AI embedded in daily workflows

The rollout reflects a broader shift as businesses move from limited AI trials to wider use in routine operations. In customer service, that typically means using AI not just to automate administration but also to monitor quality, identify patterns in conversations and guide frontline staff in real time.

For healthcare-related businesses, contact centre performance has a direct effect on customer experience because calls often involve bookings, queries and follow-up discussions. Bluecrest said it has served more than one million people across the UK and Ireland since 2012, offering private health assessments.

Russell White, Director of AI and Transformation at Bluecrest, said the project changed how the organisation manages customer support and internal improvement.

"CXone has enabled us to move from a reactive operation to one that is truly insight-driven," White said. "AI is now fundamental to how we support our customers, empower our teams, and continuously improve outcomes while maintaining the highest standards of accuracy and trust."

Darren Rushworth, President of NiCE International, said the Bluecrest project shows what happens when AI is built into an operating model rather than used as a standalone tool.

"Bluecrest's transformation demonstrates the real value of AI when it is embedded into the operating model," Rushworth said. "This is not just about automation, it's about using AI to drive better decisions, better performance, and better experiences at scale."

For customer support teams considering similar changes, the measurable results here are the ones worth noting: a 40% reduction in after-call work, a jump in answer rates and coaching that changed conversation outcomes. Those are the kinds of numbers that justify the effort of moving from sampling to full interaction analysis. If your operation still relies on manual call reviews, this deployment offers a concrete example of what replacing them with AI-based analytics can deliver - and how AI for Customer Support training can help teams prepare for that shift.

Why this matters for customer support professionals

Bluecrest's experience points to a practical shift in how contact centre work is measured and managed. When every interaction is analysed, performance management moves from anecdotal feedback to behavioural data. Advisers spend less time on paperwork and more time talking to customers. For support professionals, that means the job is changing: AI handles the documentation, and the human role becomes more about judgement, conversation and problem-solving. Teams that understand how to work alongside these tools - and how to interpret the analytics they produce - will be better positioned as more organisations follow this path. An AI Learning Path for Call Center Supervisors can help managers build those skills in a structured way.
